Conflict Management

Defusing tension, handling difficult behaviour and keeping guests and staff safe.

Develop practical conflict-management, communication and de-escalation skills that help hospitality teams handle difficult guest behaviour, complaints, disputes and confrontational situations calmly and safely. The course supports staff wellbeing while protecting guest relationships, service standards and organisational reputation.

What learners will be able to do

  • Recognise early signs of rising tension and intervene before escalation

  • Apply a structured de-escalation approach to difficult situations

  • Use active listening, empathy and assertive (not aggressive) communication

  • Handle complaints in a way that rebuilds rather than damages loyalty

  • Know when and how to involve a manager, security or the authorities

Local and Cultural Focus

Cultural competence for a diverse guest and workforce mix; awareness of local norms and religious
sensitivities; appropriate handling of alcohol-related situations within local licensing contexts; and correct
escalation to security and authorities — adaptable to every market.

Assessment: Branching scenario exercises and role-play reflection per module, plus a final ‘difficult guest’ simulation.
